Why It’s Time to Mystery Shop Your Own Property Teams
Recently, a member of our team at Worth Recruiting went out into the wild as a regular consumer. They were on the hunt for a new home to rent in the local area. Given that we live and breathe property recruitment, we like to think we know what good customer service looks like - but what our colleague experienced firsthand was a massive eye-opener!
Over the course of their property hunt, they encountered the entire spectrum of industry standards. At one end, there was an absolute masterclass in estate agency: exceptionally proactive, polite, and highly efficient negotiators who made the brand look stellar - even going so far as to approach vendors who were having difficulty selling to see whether they would consider a letting option.
At the other end? Complete radio silence. Emails were ignored, calls went unreturned, and they were left constantly chasing for a response. The baseline attitude, at best, could only be described as completely lacking in effort or interest, with zero motivation to put a deal together or deliver any kind of credible customer service.

You can have the most beautiful branding, the smartest window displays and the highest volume of portal leads in your patch, but your ROI stops dead if the person answering the phone treats applicants like an inconvenience or fails to follow up new leads.
Mystery shopping allows you to track the exact lifecycle of an inbound lead:
How long does it take for an email registration to get a response?
Are negotiators actively cross-selling (e.g., asking a tenant if they have a property to sell, or checking if an applicant needs financial services)?
Is your team actually trying to build a relationship, or just reading from a script?
Are your team genuinely interested in helping the customer?
When our team member was ignored by certain firms, those agencies didn't just lose a potential tenant - they lost any future landlord instructions, sales valuations, or word-of-mouth recommendations that (local) person might have brought with them.
2. Evaluating the Pressure Points in Property Management
Whilst Property Management is often just seen as an “admin” function, in reality it is the backbone of your business's recurring revenue, and it’s also the place where customer service is most easily strained.
By mystery shopping your property management and maintenance teams - perhaps posing as a tenant reporting a maintenance issue or a landlord chasing an update - you get an authentic look at your team's temperament under pressure. Are they empathetic, compliant, and solution-oriented? Or are they short-tempered and defensive? In a world where landlords will jump ship over a single poorly managed dispute, consistency here is vital.
3. Is It a Training Issue, or a Recruitment Issue?
When a mystery shop uncovers poor performance, it gives directors a clear diagnostic tool. It allows you to separate your team's challenges into two distinct categories:
The Skill Gap (Training): The negotiator has a great attitude but doesn't know how to handle objections or close for an appraisal. This can be fixed with targeted internal coaching.
The Will Gap (Recruitment): The negotiator knows exactly what to do but simply chooses not to put in the effort. They lack the drive, empathy, or the standard of care your brand promises. This is a cultural issue that usually requires a change in talent or in management.
